Optimization does not mean shortening every conversation. It means sending the message that actually helps the customer get an answer and a next action.

Start With This Simple Principle.

  • Fixed answers use keyword or BotFlow; complex questions use AI.
  • When a person needs to take over, choose the handoff method for the team size so you do not add unnecessary Service Messages.
  • Broadcasts need a clear CTA so only a specific intent triggers automation.
  • Monitor usage and keep the WABA wallet funded.

Qualifying Click-to-WhatsApp Lead

Reply while the customer service window is still open so the Free Entry Point can start.

Separate the 24-hour customer service window from a Free Entry Point of up to 7 days. The customer service window decides when a free-form reply is allowed. A Free Entry Point of up to 7 days exempts Meta message charges for a qualifying Click-to-WhatsApp lead. After the customer service window ends, follow-up must use an approved template even while the Free Entry Point is still active. An active Free Entry Point does not extend permission for free-form replies.

Qualifying Click-to-WhatsApp lead

Focus on a Fast Response and Closing.

For a qualifying Click-to-WhatsApp lead, reply while the customer service window is still open to open the Free Entry Point. It starts from that business reply and can stay active for up to 7 days.

Optimization focus: reply on time and check the customer service window. If it has ended, use an approved template even while the Free Entry Point is still active.

After a broadcast

Watch the Trigger and the Number of Steps.

When the customer replies, AI, BotFlow or the team can produce a Service Message.

Optimization focus: CTA, keyword, Default Reply and automation.

Everyday customer service

Combine the Answer That Helps.

An inbound customer message is not charged. A reply through AI, BotFlow or Team Inbox is an outbound Service Message.

Optimization focus: avoid replies that do not help or that repeat.

Follow-up

Send Only for a Clear Purpose.

A follow-up after the customer service window ends — 24 hours from the customer’s last message — must use an approved template.

Optimization focus: pay, choose a plan, book, or talk to staff.

Warning on transfer to many numbers: Avoid sending Human Agent Transfer to many WhatsApp numbers at once. A transfer to 5 numbers can produce 5 Service Messages for one customer message.

Optimize Each Conversation for How It Is Used.

Choose the method that fits the kind of enquiry, so the operation stays consistent and the customer reaches the next action faster.

AI Chatbot

Answer the question directly, and do not repeat a greeting or the company introduction on every reply.

  • Combine the answer, the benefit and the next action.
  • Do not send an acknowledgement with no action.
  • Use Reply Guard to check whether the customer message needs a chatbot reply.
  • Complete the Knowledge Base for the main FAQs.
  • Hand off to a person when AI repeats, the customer is confused, or intent is high; use Round Robin for a larger team.

After a Broadcast

Use a keyword or button as the entry point so only a specific intent starts the flow.

  • One trigger to one useful response.
  • Use BotFlow for fixed answers.
  • Take the customer to checkout, booking, or a person when they are ready.
  • Audit duplicate triggers.

Customer Service & Follow-up

Answer completely, offer a next action, and stop follow-up when the case is done.

  • Use Human Agent Transfer for 1–2 agents.
  • Use Lead Forwarder Round Robin for a larger team.
  • Use Forward Telegram when you only need a notification, with no team reply.
  • Do not run two automations at the same time.

Not Every Message Needs a Reply.

Reply Guard checks first whether the customer message needs a chatbot reply.

Where: Accounts → select the number → Settings → Reply Guard.

Reply as usual

Reply Guard does not check. The chatbot replies to every message.

OBSERVE ONLY

Test first

Reply Guard records “Would Skip”, but the chatbot still replies. Use this to see the effect first.

ENFORCE

Skip the reply

Messages that do not need a reply are skipped (“Skipped”).

Choose a strictness level (Cautious, Balanced, Aggressive) and add up to 10 “Don’t Reply When” rules. Media messages and messages over 2,000 characters are not checked, so the chatbot replies as usual.

Default Reply warning: If Default Reply answers every customer message that does not match a flow or keyword, each of those bot replies is an outbound message and can add Service Message usage. Turn it on only when it is actually needed.

Use this as a base, then adapt it to the business tone, product and existing flow.

Base instructions for the AI Chatbot

Answer the customer briefly, clearly and directly.
Do not repeat greetings, the company introduction, or information already given.
If several details are needed, combine the related questions in one message.
Include the most suitable next action, such as an order link, a booking, or talking to staff.
If the question is complex, the customer is confused, or the customer is ready to buy, start the handoff to a person.
Signs the Chatbot Needs a Fix
  • The bot sends 3 to 6 messages for one question: choose the Formatted setting, not Multi Message.
  • The bot replies several times after the customer types quickly: lengthen Chatbot Input Delay.
  • The bot repeats a question or information: review Chatbot Throttler, the prompt and the Knowledge Base.
  • The bot replies to a thank-you or an emoji: turn on Reply Guard. Start with Observe Only, then Enforce.
  • The chat runs long with no decision: add a CTA and choose a suitable handoff method.
A More Efficient Answer

Less efficient: “Hi Aizat. Thank you for contacting us. Packages start at RM120. Plus includes an AI Chatbot. Want me to explain?”

More efficient: “Hi Aizat, Plus is RM120 a month and includes an AI Chatbot for FAQs, qualification and follow-up. If you want, I can help check whether Plus fits how your business uses WhatsApp.”

Checklist Before You Turn a New Flow On.

Use this review before activating a new chatbot, broadcast or automation.

  • Response format is Formatted, not Multi Message
  • Chatbot Input Delay has been reviewed and tested
  • Throttler, prompt and Knowledge Base have been reviewed
  • Reply Guard is tested with Observe Only, or set to Enforce to skip replies that are not needed
  • Unnecessary media has been reduced to one helpful item, or a short video
  • The broadcast CTA is clear and has a keyword or button
  • Default Reply is on only if it is actually needed
  • Keywords start the right flow
  • BotFlow is used for fixed answers
  • AI is used for questions that need context
  • The handoff method matches the team size
  • Lead Forwarder Round Robin is used for a larger team
  • Forward Telegram is used for notifications with no team reply
